Una fórmula difícil de encontrar en un mundo donde todos quieren brillar como cocineros, pero pocos se deciden por uno de los oficios que difícilmente tiene oportunidad en portadas de las revistas, ni ensancha el pecho de los familiares y amigos cuando hacen alguna referencia. Ni siquiera tiene un nombre en francés como chef, sommelier o maitre, que al parecer imprime cierto lustre. El servicio, en cambio, exige vocación. Uno de los pilares que sostiene un buen restaurante, su línea del frente y retaguardia, que pocos notan cuando se ejecuta correctamente. Esta ha sido la elección de Carlos Franco, jefe de sala del restaurante Astrid & Gastón desde hace siete años, y de la excelencia en el servicio nos habla hoy.
Carlos Franco es empático, de esa gente que cae bien desde el saludo. Inexplicablemente genera confianza, su trato es amable y cercano, pero con la exacta dosis de distancia entre comensal y anfitrión. Da la impresión de que no pierde la calma, de que podría resolver cualquier eventualidad, atender varias conversaciones a la vez, recordar detalles, gustos y caprichos. Franco se formó en hostelería y turismo en la Universidad de San Martín, a donde llegó con la firme intención hacerse cocinero, pero no pasó mucho tiempo para que entendiera que lo suyo era el buen servicio, la sala, cuando la percibió como un mundo alucinante. La historia había comenzado mucho antes, cuando a los 16 años le coqueteó por primera vez al oficio, como una manera de hacer dinero en verano mientras se decidía entre el derecho, la arquitectura, la medicina o alistarse en la Marina.
El primero de sus muchos maestros fue su propio padre, quien le aderezaba los platos con historias. Le siguió el aprendizaje en todos los restaurantes en los que ha trabajado por 13 años, por lo que define su labor como una carrera de largo aliento. “Quien quiere ser camarero tiene que saber mucho de mucho, me dijo mi primer jefe. Estar preparado para todo porque no se sabe qué puede llegar: una emergencia, un comensal conversador, al que es necesario impresionar o darle espacio. Un camarero tiene que ser culto y tener facilidad de la palabra”, anota Franco.
70 + 20 + 10 = 100
El profesional afirma que el servicio es como el aire, necesario, pero no se ve. Además, tiene la capacidad de generar en los comensales felicidad o tristeza. Asegura que la fórmula, básicamente, consiste en 70% gestos, 20% tono y 10% palabra. “El cliente perdona un mal plato, pero no un mal gesto”, expresa sin titubeos. Afirma luego que el mejor camarero es un buen cocinero, porque al tener bases culinarias, permite transmitir mejor las cosas. “Si mezclas un cocinero, con la persona que interprete y transmita al comensal correctamente su propuesta, se da un resultado mágico que trasciende cualquier explicación técnica”.
A Astrid & Gastón llegó cuatro meses antes de cerrar la antigua ubicación en Cantuarias, y vivió todo el proceso de mudanza a Casa Moreyra, cuyo entrenamiento estuvo a cargo de Luis García, antiguo jefe de sala de El Bulli. Un espacio tan grande que en una jornada promedio de trabajo de Franco, que ronda las 10 horas, puede hacer de 12 a 14 mil pasos (lleva la cuenta con su reloj), y en ciertos días alcanzar los 18 mil, que desgastan anualmente la suelas de tres a cuatro pares de zapatos. Bajo su batuta se orquestan 31 personas (ocho jefes de rango y 19 meseros), tres recepcionistas y un encargado de reservas. Además, trabaja coordinadamente con José Carrera, sommelier en jefe, que a su vez tiene cuatro profesionales a su cargo; con el chef y el personal de cocina. Una brigada que atiende más de 200 personas cuando la casa está llena.
Para Franco un mesero no debe tener barba, tatuajes o aretes, tal como lo aprendió él. Sin embargo, se declara flexible con el tema. Alega que “hay formas que no se deben perder. Por muy casual que sea el servicio, hay un protocolo que mantener y la discreción es fundamental”. Sobre las nuevas generaciones de meseros, afirma que hay que entender que ahora se trata de un tema de aspiración, porque por muchos años se ha denigrado el oficio. “Esta generación quiere quitar esa imagen y darle otro valor. Pero entonces puede ocurrir una deformación. Un camarero tiene que ser bacán, sin ser estirado. Sin exceso de confianza, ni prejuicios, con discreción. Al cliente hay que leerlo todo el tiempo, aunque sea habitual”.
RESPUESTAS A PEDIR DE BOCA
¿Cómo manejas los reclamos? Eso empieza en hechos tan simples como cuando el cliente deja comida en el plato, aunque no diga nada. Lo que puede tener dos razones: está lleno o no le gustó. Pero cuando un comensal hace un comentario, lo transmito inmediatamente a la cocina. Para nosotros es vital.
¿Qué es lo más extraño que te han pedido en una mesa? Ají para un menú de degustación y kétchup para un cebiche.
¿Qué es la propina? Gratitud por una labor excepcional.
¿Un gran error de los meseros? Tarifar a sus clientes.
¿La mejor escuela para un mesero? Una cebichería. Tienes que estar a mil.
Una experiencia difícil que te ha puesto a prueba. Una vez perdí una mochila por una confusión y estuve toda la noche buscándola. Fui a parar al aeropuerto, donde logré que llamaran a la cabina del avión por el teléfono interno para hablar con la comensal. Finalmente, apareció a las tres de la mañana.

Una rabieta memorable. A un cliente no le gustó la mesa que le asignamos y en respuesta nos dijo que estaba molesto porque esperaba un recibimiento solemne, no uno frío. Después que lo habíamos complacido en todo. Nos insultó. Fue muy difícil no perder la compostura.
Un cumplido que te haya emocionado. Dos en realidad. El primero de Luis García, que era jefe de sala de El Bulli, y cuando terminó el asesoramiento de servicio en sala de la nueva sede de A&G me dijo: “gracias por subirte al tren y apostar conmigo”.El otro es un correo de agradecimiento que envió un cliente después de pasar un susto con un producto al que era alérgico, pero no nos había informado. Menos mal que lo paramos a tiempo. El mensaje decía: “Nunca me había pasado en mi vida y me quedo con la frase de Carlos: un restaurante no vale más que la vida de un cliente. Eso denota la calidad de servicio que ustedes tienen, que está por encima de cualquier premio o fama”.

En Perú, en Lima, muchas veces se confunde servicio con servilismo. ¿Eso está cambiando? ¿Qué se debe hacer para marcar la pauta del cambio y que se respete el oficio? Bien lo mencionas al inicio de lapregunta, se confunde y, en muchos casos, es algo penoso. Considero que hay un cambio para bien, pero aún se presentan episodios confusos. Recordemos: el cliente ya no es el mismo, muchas veces es una persona que viaja, conoce, aprende, exige y respeta, en virtud de ello, se da cuenta de que el trato profesional, amable y humilde está regido por el espíritu de servir y tiene un solo fin, buscar la plena satisfacción. Para que esto termine de cambiar depende en gran parte de nosotros. ¿Cómo? Pues preparándonos a todo nivel, entendiendo, siendo consistentes, incorporando conocimientos, respeto por nuestro trabajo, amor y pasión por el mismo. Va de la mano con el apoyo de los líderes de las organizaciones, empresarios y dueños, comprendiendo que el servicio es una pieza fundamental en el restaurante (es la cara del mismo) y que capacitarlo, entrenarlo, reconocerlo y respetarlo no es un gasto, es la mejor inversión que pueden realizar si pretenden trascender en el tiempo.

La respuesta es muy sencilla: trabajamos en una industria en la que los sentidos son los protagonistas al ser receptores de la propuesta, estos suelen ser subjetivos. Ahora, el servicio no puede renunciar a ser humano, leal, honesto, humilde, profesional, sensible, alegre, en resumen: total.
¿Cómo manejar a un cliente que se propasa con una chica o un chico de sala? ¿Les ha ocurrido? ¿Cuál es el protocolo a seguir? Son situaciones que preocupan y nadie está libre de pasar por ellas. Felizmente, si hablamos sobre el tema de propasar, no se nos han presentado casos, al menos en los años que llevo aquí. Sí he tenido clientes incómodos o molestos, pero entiendo no son materia de respuesta. Los protocolos dependen de cada establecimiento. En nuestro caso, si hablamos de faltas de respeto o de propasarse, en cualquier vía, no hay espacio para la tolerancia, seríamos cómplices de un acto que es materia de rechazo por donde se le mire.
